Customer Service Playbook
Coins, Codes & Redemption
What should I do if an order is cancelled or returned after coins were used?
TYB does not return coins for:
- Returns
- Exchanges
- Customer-initiated cancellations
Coins are only returned when the brand cancels the order.
The user must provide proof of the brand-initiated cancellation.
When a brand cancels an order, coins used for that order should be automatically refunded to the user's wallet.
However, the automatic refund sometimes fails. When this happens, Support must manually return the coins.
- Confirm the brand initiated the cancellation
- Request proof if needed
- Check the user's wallet to confirm coins were not automatically returned
- If coins were not refunded, manually airdrop the correct amount
- Go to Brand Admin
- Open the brand’s dashboard
- Go to Members
- Use filters to search for the user
- Click the three dots next to their name
- Select Airdrop
- Enter the correct coin amount
Confirm the updated balance after completing the airdrop (might take some time for BA to update)

How do I invalidate a code?
Users sometimes redeem more coins than intended or change their mind
- Coins can only be refunded if the code is unused
- Once a code has been used at checkout, coins can't be reinstated
- If the full amount of the code wasn’t used during a purchase, we cannot return the remaining amount
Coins can only be refunded if the discount code has not been used at checkout. Once the code is applied to an order, coins cannot be returned.
This is the recommended option and should always be suggested first.
Users can invalidate their own unused codes directly in the app.
Steps for the User:
- Go to their profile
- Tap the balance amount at the top of the screen
- Select Use Discount Codes
- Tap the code they want to return
- Select Return
If the code hasn't been used, the coins will automatically return to their wallet.
Use this only if the user cannot complete the steps themselves.
Internal Workflow for Support:
- Go to Brand Admin → Brand Dashboard → Sales → Redemption
- Search by code
- Click the three dots next to the code
- Select Invalidate
- Select Refund Coins
- Confirm the coins were returned by checking the user coin log (might take some time to update)
Reminder: This process only works if the code hasn't been used at checkout.

What should I do if a user redeemed too many coins or wants coins refunded after a purchase?
If a user redeemed too many coins, and would like to invalidate a code before purchase, please follow the steps here: How do I invalidate a code?
If a user is asking for coins to be refunded after a purchase; this can only be done if the order was cancelled or all items were returned. We do not offer partial coin refunds for individual items.
Why did the user’s code expire earlier than intended?
All TYB discount codes are valid for one year from the date they are generated.
If a user is concerned about expiration, you can reassure them that they have up to one year to use the code.
If they no longer plan to use it, they can invalidate the code and receive their coins back, as long as the code has not been used.
Important:
If a code is added to a cart and the user leaves the checkout before completing the purchase, the code may be automatically invalidated. This is expected behavior. When this happens, the coins are returned to the user and they can redeem a new code.
If the issue is not related to the above, please have them reach out to TYB Customer Support via email at help@tyb.xyz for further review.
Why did a user redeem coins but not receive a code?
This can be due to various reasons, but likely a glitch. If the user redeems a coins for a code, and has not received the code via email or is unable to see the code in their wallet, then they should reach out to TYB Customer Support via email help@tyb.xyz so we can look into this further.
Why did a user not receive product purchase rewards for their order?
⚠️ Important: Product Purchase rewards are added after the order is delivered, not when the purchase is made. Users must wait a few days after delivery for the system to update and apply the reward.
- The checkout email must match an email on the TYB account
- That email must be verified on the TYB profile
- 5% in coins is automatically applied - no manual action required
- The 5% reward is calculated on the subtotal purchase amount, minus shipping and taxes
- Reward is applied only after delivery and system processing time
- Rewards only applied on orders after TYB account was created
Users will not receive coins if:
- The product was free
- The order was cancelled and coins were refunded
- The checkout email doesn't match a verified TYB email
If the user hasn’t received the coins after delivery, and the fulfill all the requirements, then they should reach out to TYB Customer Support via email help@tyb.xyz.
Do in store purchases count towards TYB rewards?
- If the purchase was processed through Shopify POS and the user used the same email associated with their TYB account, it may count.
- Shopify POS means the in-store transaction was processed through Shopify's system.
- Users must confirm with the store at checkout. Support can't retroactively adjust or control in-store processing.

Obsessions
Why can a user not see or complete an Obsession?
Follows these steps when users report:
- I don't see my Obsessions
- I cannot post an Obsession
Obsessions launched on 5/15/2025 - any purchases before that will not be eligible
If a user says they cannot see or complete an Obsession, please confirm the following:
- The user purchased the product themselves
- The product price is at least $5
- The order subtotal is at least $10, excluding shipping
- At least 7 days have passed since the purchase
- The user is on the latest version of the app
- Gift cards, shipping protection, and Coin Mode orders are not eligible
- Only one Obsession can be posted per product
- The email used for the purchase is added to the user’s TYB account
- The email is verified in their TYB profile
- If email is missing from list of verified emails on their profile:
- Ask user to add and verify the purchase email in their profile. Only verified emails pull purchase history.
- The steps to add and verify up to 5 email addresses are here. You can send this Help Center article to the user: Can I edit my profile or login info/email?
If user reports that they are still not seeing their Obsessions after following the steps above, please have them reach out to TYB Customer Support via email at help@tyb.xyz so we can look into this further.
More information on Obsessions can be found in our Help Center and shared with the user here: What are Obsessions & how do they work?
Challenges
Why is a user missing coins for a challenge?
When a user reports missing coins for a challenge submission, review the following:
- Confirm the submission status is Pending Approval
- Confirm the user is on the latest version of the app
- Confirm there are no brand specific restrictions affecting eligibility
Navigate to: Brand Admin → Challenges → View Respondents → Status
Check whether:
- The submission is still pending
- The challenge has already been reviewed
- There are any outstanding or unresolved submissions
If everything looks correct, let the user know that approvals can take some time and to allow additional time for coins to be awarded.
How do I delete a challenge submission?
- Go to Brand Admin
- Open the relevant challenge
- Click View Respondents
- Find the user’s submission
- Click Deny and add a note stating it was removed per user request
- If a challenge is displaying private information publicly, such as an address, check if Hide Submissions is enabled
- If the challenge requests sensitive information and you have access, enable Hide Submissions immediately
- If you do not have access, escalate to the TYB Support team so it can be hidden as soon as possible
Referral Issues
Why didn’t a user receive coins for a referral?
Referrals reward members for bringing new users into a brand community on TYB. Both the referrer and the referred user receive 500 coins once the new user successfully joins. The referred user must be new to both the brand and TYB.
- The referrer taps "Refer and Earn" to generate a unique referral link
- The link is shared with a friend
- The referred user joins using that link
- The link expires after 7 days
- Coins are typically credited within 5 minutes of joining
- The referred user was not new to TYB or the brand
- The referral link was expired
- The user did not join through the referral link
- The user had already been referred previously
- The referrer has hit the daily referral limit
- The user is outside of the USA.
- The referral was flagged for abuse or suspicious activity
- Referrers can earn up to 2,500 coins per brand per day
- Limits may vary by brand
- TYB monitors referrals to prevent abuse
Levels & Leaderboard Issues
Why is a user not leveling up?
What to check:
- Confirm total coins earned in Brand Admin
- Confirm whether your brand uses Spend Checkpoints
- If checkpoints are enabled, confirm qualifying spend total
- Confirm no recent order refund/cancellations impacted spend
If both coin and spend requirements are met and Level has not updated, please reach out to TYB Customer Support via email at help@tyb.xyz so we can review this further.
The user has enough coins to be on the leaderboard but is not ranked?
Both global and brand leaderboards only include coins earned from Obsessions, not challenges or other activities.
Where do gifts for leaderboard ranking come from?
- Global leaderboard rewards → managed manually by Christina Read from TYB - she will reach out to users with more information
- Brand leaderboard rewards → coin rewards are automatically added to the user’s wallet
Coin value not matching Level
What to check:
- Confirm the member’s current Level in Brand Admin > Membership > Members
- Confirm the brand’s Level multiplier settings: rand Admin > Membership > Levels
- Confirm the member is not viewing outdated pricing in app > ask them to update app
If backend multiplier is correct but coin amount app display is wrong, please reach out to help@tyb.xyz so we can review further.
Level suddenly changed
Possible causes:
- Spend Checkpoint requirement no longer met due to refund
- Brand configuration changes
- Backend correction of previously miscalculated coins
Always verify:
- Coins earned so far
- Spend so far if applicable
- Date of Level change
- Recent refunds or order adjustments
If the change cannot be explained by the above, please reach out to help@tyb.xyz so we can review further.
Account Issues
How do I help with login or app access issues?

- Try signing in again
- Check inbox and spam folders
- Look for email from no-reply@tyb.xyz
- Confirm correct email was entered
- Wait a few minutes before retrying
- Check text messages for the code
- Confirm correct phone number was entered

TYB accounts are created using either email or phone number. Login methods are not interchangeable; if the account was created with a phone number, the user must log in with that phone number.
If the user continues to have trouble accessing their account, please have them reach out to our Support team via email at help@tyb.xyz
What should I do if a user has duplicate accounts?
If a user has multiple accounts with different email addresses, the accounts can be merged in the app by adding and verifying the additional email(s) on the main account.
- Log in to the account the user wants to keep
- Go to Profile
- Tap Edit Profile
- Go to Emails
- Add any email addresses linked to the other account(s)
- Verify each email
- Wait up to one hour for coins and purchase history to appear
If the email is already linked to another TYB account, the system will automatically:
- Transfer coins and purchase history
- Merge the accounts into one
- Delete the secondary account
Important:
- Make sure the user is logged into the correct account they’d like to keep before starting, this cannot be undone
- Obsessions and challenge submissions cannot be transferred, only coins and purchase history will transfer
- After email verification, it may take up to one hour for everything to update
If the user continues to have trouble accessing their account, please have them reach out to our Support team via email at help@tyb.xyz
